The Challenge

Our client had invested considerable effort over several years to improve customer satisfaction and reduce public complaints. Numerous initiatives had been implemented, including enhancements to call handling processes, website usability, frontline service delivery, and customer communications.
Despite these efforts, customer satisfaction scores remained largely unchanged, and public feedback continued to highlight recurring concerns. Management recognised that while improvements had been made across individual touchpoints, the underlying causes affecting customer perceptions remained unclear.

Our Approach

Beacon adopted a multi-pronged research approach to develop a holistic understanding of the customer experience. By combining quantitative surveys, qualitative research, stakeholder consultations, and customer journey analysis, we examined the end-to-end experience from the customer’s perspective.
